In the automotive service industry, communication is everything. From the moment a customer enters the service drive to the final handoff of their vehicle, clear, professional, and effective communication determines the quality of the experience, customer trust, and overall satisfaction.

For almost 20 years, I have managed body shops, parts departments, and service departments. One constant behind every challenge, problem, or dissatisfied customer is communication. The automotive service industry relies heavily on two primary forms of communication: written and verbal.

Most written communication is stored in management systems, allowing us to refer back to previous interactions when needed. However, management systems only capture what is entered into them. Because of this, it is safe to assume that most written communication originates from verbal communication between employees and customers.

Understanding that written communication typically comes from verbal exchanges, we can begin to see how challenges, misinterpretations, and dissatisfied customers arise. During verbal interactions, nonverbal communication plays a critical role—this includes body language, facial expressions, and tone of voice. The challenge is that all verbal and nonverbal communication is subject to interpretation by the listener. There is no way to control how a listener interprets information or how they will react to it.

If I ask a technician to explain how they diagnosed and fixed a problem, they can verbally describe it in detail for five to ten minutes. However, if I ask them to write it down, they might only provide one sentence or less. The same issue arises with service advisors when documenting customer concerns. Why is it so difficult to put in writing what can be easily explained verbally?

I believe the answer lies in how we learn communication skills. Verbal communication is naturally developed at a very young age, while written communication is taught later in life and does not always come naturally. Because the automotive service business depends heavily on written documentation, any gaps or inaccuracies in writing can lead to miscommunication, delays, and customer dissatisfaction.
